    1. Adaptive Experiences & Dynamic Plans

    Instead of rigid decision trees, Agentforce Service now builds resolution plans in real time and updates them as the conversation evolves. If a customer changes the subject, adds a second issue or supplies new information, the plan adapts — surfacing the next best step for the agent or the rep rather than breaking the script. For service leaders this is the difference between automation that handles simple contacts and automation that survives real ones.

    2. Agent Optimizer

    Agent Optimizer analyses your actual conversations and cases, identifies where automation will have the highest impact, and recommends what to build. It reuses the flows and actions you already own instead of asking you to rebuild them, then lets you train and test the resulting agent against real scenarios before it goes anywhere near a customer.     A revamped, consolidated setup for enhanced case merge (Beta); original case attachments viewable inline in case details; outdated case milestones can finally be deleted via Data Loader or Apex — closing an IdeaExchange request that has been open since 2017; and customers are now informed automatically when their chat is rerouted to another rep.

    Voice to Form multilingual support

    Technicians complete mobile forms hands-free by speaking, now in Spanish, Japanese, Italian, French and German in addition to English. Field data quality improves because the report is captured on site while the details are fresh, not in the van at the end of a shift.
